A small company planned to replace the software it used to track customer requests. The existing system was slow, and staff often copied information between several screens. A supplier demonstrated a faster product with an attractive dashboard. During the demonstration, routine tasks appeared simple. However, the support team noticed that all the examples involved new requests, while much of their daily work concerned older cases with complicated histories.

Staff recorded the time required, the errors they made and the questions they could not answer. The new product handled simple cases well but made some older records difficult to search. The supplier offered a change, which the team tested before agreeing to proceed. The trial delayed the purchase, but it turned a general impression of quality into specific evidence about the company’s needs. It also gave the training team a clearer picture of where staff would need support.
